WhatsApp Is Not a CRM, and That Is Costing You
Your customer history lives in someone's phone. Here is what that costs and what to do about it without banning WhatsApp.
Almost every business we talk to in Indonesia runs on WhatsApp, and that is fine. It is where customers already are, and telling them to use a portal instead loses you sales. The problem is not the channel. The problem is where the conversation ends up.
What it actually costs
A chat thread is a log, not a record. Nothing downstream can use it. That produces four costs that never appear on an invoice:
- Orders that vanish. A message arrives while the phone is busy and nobody notices until the customer follows up, or does not.
- Work done twice. Two staff answer the same message. Or nobody does, because each assumed the other had.
- Numbers that are always a day late. You cannot tell how many enquiries came in last month, let alone how many converted.
- History that resigns with the employee. Everything they knew about that customer leaves in their pocket.
The fourth one is the expensive one. A customer calls back after six months, and whoever answers has to ask them to explain it again. They can tell you do not remember.
The fix is not banning WhatsApp
Connect it. Using the official WhatsApp Business API, an incoming message can become a structured record — an order, a booking, an enquiry — attached to a customer rather than to a phone. The customer keeps chatting exactly as before and notices nothing.

Where to draw the line
Automation handles the predictable majority. Roughly one message in ten is unusual enough that a person should read it, and a system designed as though that were not true produces confidently wrong answers. Design for the handover, not around it.
Two practical notes. Use the official API, not an unofficial workaround — losing your business number costs far more than the API does. And do not start by replacing WhatsApp with a portal; start by making the messages you already receive turn into records.
